ServiceNow: From IT Ticketing to the AI Agent Operating System for Enterprises

For years, ServiceNow was best known as the software platform enterprises used to manage IT service requests, employee issues and internal workflows. A ticket would be created, routed to the right team, processed and eventually closed. That model made ServiceNow an important piece of enterprise software, but artificial intelligence is now giving the company an opportunity to play a much bigger role. ServiceNow is attempting to move from managing workflows to allowing AI agents to understand requests, make decisions and execute work across an organization.

The Business ServiceNow Built

ServiceNow’s original strength was workflow management. Instead of companies relying on emails, spreadsheets and disconnected applications to handle internal processes, ServiceNow provided a centralized platform where requests could be captured, routed, tracked and automated.

The model gradually expanded beyond IT. ServiceNow now supports workflows across employee services, customer service, security, risk, operations and other enterprise functions. Its cloud-based platform connects applications, data, employees and business processes, allowing organizations to standardize how work moves through the company. ServiceNow describes this broader platform as the foundation for digital transformation and enterprise AI.

That installed workflow position is becoming increasingly valuable as companies attempt to introduce AI into existing business processes.

AI Changes What ServiceNow Can Sell

The next phase is not simply adding a chatbot to existing software. ServiceNow wants AI to actually perform work.

Its AI agents can interpret a request, access relevant enterprise information, decide what action is required and execute that action through existing workflows. The company’s AI platform combines data, AI, workflow execution, security and governance rather than treating AI as a separate layer added on top of existing applications.

This creates a potentially important shift in ServiceNow’s business model. Historically, customers paid for software that helped employees manage work. In the AI-agent model, customers can increasingly pay for software that performs portions of that work automatically.

Otto and the Autonomous Workforce

ServiceNow’s latest AI strategy is centered around products such as ServiceNow Otto and its Autonomous Workforce.

Otto acts as a unified enterprise AI experience that can understand employee intent, find the relevant information and coordinate actions across different systems and workflows. The Autonomous Workforce takes the concept further by using specialized AI agents for areas such as IT, customer relationship management, employee services and security and risk.

The important distinction is between AI that provides an answer and AI that completes an outcome. ServiceNow is targeting the second category. For example, instead of simply telling an employee how to solve an IT problem, an AI agent could potentially identify the issue, perform the authorized steps and close the workflow.

That places ServiceNow closer to the operating layer of enterprise AI.

The Data Advantage

AI agents are only useful when they understand the environment in which they are operating. An enterprise can have hundreds of applications, databases, policies, employee records and security systems, all containing different pieces of information.

ServiceNow’s Context Engine and Workflow Data Fabric are designed to connect that information and provide AI agents with enterprise context. The objective is to allow agents to understand relationships between people, assets, policies, applications and business processes before taking action.

This could become one of ServiceNow’s biggest competitive advantages. The company already sits inside many enterprise workflows, giving it access to the context required to make AI useful rather than simply conversational.

AI Is Already Becoming a Commercial Business

The AI opportunity is no longer just a product demonstration. ServiceNow reported that its AI business crossed $1 billion in annual contract value during the second quarter of 2026. Subscription revenue reached $3.88 billion, up 24.5% year over year, while remaining performance obligations reached $29 billion. ServiceNow also said agentic deployments increased ninefold over nine months.

These numbers matter because enterprise AI adoption ultimately has to become a recurring software business. ServiceNow’s opportunity is to make AI capabilities part of the broader platform customers already depend upon, rather than forcing every organization to build a separate AI system.

Security and Governance Become More Important

As AI agents receive permission to act inside enterprises, governance becomes critical. Companies cannot simply allow autonomous software to change systems, access sensitive information or make business decisions without controls.

ServiceNow has responded with its AI Control Tower, which is designed to provide visibility, governance, security and measurement across AI systems and agents. The company is also integrating third-party AI agents into its workflow environment rather than insisting that every AI capability be built by ServiceNow itself.

That creates another potential business opportunity. If enterprises use multiple AI models and agents, they may need a central layer to govern how those systems interact with corporate data and workflows.

ServiceNow Is Expanding Its Reach

The company is also moving beyond large, complex enterprise deployments. In October 2026, ServiceNow launched Flow, an AI-native service desk designed to deploy quickly and allow teams to automate IT workflows through natural-language conversations. The product is intended to make ServiceNow’s workflow automation accessible to organizations that want a faster implementation model.

This matters because ServiceNow’s historical enterprise software model often involved significant implementation work. Simplifying deployment could expand its addressable market while allowing the company to reach teams that may not need a large traditional IT service-management implementation.

The Competitive Challenge

ServiceNow’s opportunity comes with significant competition. Microsoft, Salesforce, AWS, Google and numerous AI-native companies are building their own enterprise AI platforms and agents. Customers may also choose to assemble AI capabilities themselves using foundation models and existing enterprise software.

The challenge for ServiceNow is therefore to prove that its combination of workflow, enterprise context, governance and AI execution delivers better outcomes than a collection of separate AI tools.

The Bigger ServiceNow Story

ServiceNow’s transformation is ultimately about moving one level higher in the enterprise technology stack.

It began by helping companies organize IT service workflows. It expanded into a broader enterprise workflow platform. Now it wants to become the layer through which AI understands enterprise context, makes decisions and actually completes work.

The opportunity is significant because AI adoption will require more than powerful models. Businesses need systems that connect those models to real data, permissions, processes and measurable outcomes.

ServiceNow is positioning itself as that execution layer. If it succeeds, the company could evolve from being the software behind enterprise workflows into one of the platforms through which AI-powered enterprises actually operate.
